Email templates not working correctly

I am very new to Service Desk Plus 9.1 as I just started at a company that has just started using the software.

We are trying to set it up so users can send an email to an email address that we have set up to generate tickets. I just need to know how to create templates to catch their keywords and apply it to the correct template to create the ticket for our helpdesk team. Any help is greatly appreciated. thanks!
